Almost none of them will tell you what happens on day forty, when the person who onboarded you has moved to a new account and your ticket is about something awkward.

Support is the part of an ATS contract that gets evaluated least and matters most, because it is the only part you will still be using in year three.

This post covers ATS customer support in 2026: what the word actually means in a contract, why first-response time is the wrong metric, how to test whether a vendor ships the features its customers ask for, and the questions worth asking before you sign.

What support actually means in an ATS contract

The word covers three different things, and vendors rarely separate them for you.

Response time is not resolution time

Most published support commitments are first-response commitments. A four-hour response target tells you when somebody will acknowledge your ticket. It tells you nothing about when your problem stops costing your team time.

Ask for both numbers. If a vendor tracks only the first, that is the number they are comfortable with.

Who you actually get

There is a real difference between a shared queue, a named customer success manager and an implementation specialist who knows how your workflows were built. Most contracts include the first, price the second, and quietly retire the third once you are live.

Establish which of those three you have in month six, not month one.

What the agreement actually covers

Support and uptime are separate commitments. A platform can meet its availability target while your specific integration has been broken for a fortnight. Read what is promised, what is excluded, and what happens when the promise is missed.

Why first-response time misleads

A vendor optimising for first-response time will get very good at acknowledging tickets quickly. That is a useful thing, and it is also the cheapest possible investment in support.

The metric that predicts your experience is different: what proportion of tickets are resolved without escalation, and how long the escalated ones take. Very few vendors publish that, so you have to ask.

The follow-up question is more revealing still. Ask what happens when the answer is that the platform cannot currently do the thing you need. That is where support ends and the feature-request process begins, and it is where most firms discover what their vendor relationship is really worth.

How to test a vendor’s feature-request process before you buy

This is the part almost nobody evaluates, and it is testable in about ten minutes.

Ask for the changelog, then check the date

Any vendor claiming a fast release cadence should have a public record of it. Ask where their product updates are published, then look at the date on the most recent one. A confident release cadence and a changelog that stops eighteen months ago are hard to reconcile.

Recruiterflow publishes its updates on this blog, including a detailed product update of the kind worth asking any vendor to show you.

Ask where requests go after you submit them

There is a meaningful difference between a request that enters a tracked, visible queue and one that goes into a support inbox and is never referenced again. Ask whether you can see the status of your own request, and whether anyone tells you when it is declined.

A vendor that tells you no is more useful than a vendor that tells you nothing.

Ask what shipped from customer requests last quarter

Not what is on the roadmap. What actually shipped, in the last ninety days, that came from a customer asking for it. Specific examples, with names of the capabilities.

A vendor who can answer that from memory has a working process. A vendor who offers to follow up probably does not.

What good looks like after you are live

Implementation

The question is not how long implementation takes. It is what the vendor owns and what quietly becomes your job. Data mapping, field configuration and workflow build are the three that most often migrate onto the customer’s plate somewhere between the proposal and the kickoff call.

If you are moving from another system, treat switching without losing candidate history as a support question rather than a technical one, because that is who will be answering when something does not arrive.

The first ninety days

Adoption is decided here. A platform your team works around is more expensive than a platform that costs more per seat, because the cost of a system nobody uses is the revenue it was supposed to produce. Against a $168,000 annual revenue gap per recruiter between top-quartile firms and everyone else (Source: The Economics of Recruiting), support that drives adoption is worth considerably more than support that closes tickets.

Escalation

Find out, before you sign, who you contact when the normal channel has not worked and the issue is costing you placements. If the honest answer is your account manager’s email address, you have learned something useful.

Five questions worth putting in writing

What is your median resolution time, not first response, for the last quarter.

Who is my named contact in month six, and what happens when they change.

Where do feature requests go, and can I see the status of mine.

What shipped in the last ninety days that came from a customer request.

What is the escalation path when the standard channel has not resolved something.

Any vendor that answers all five in writing is telling you how the next three years will actually feel. The ones that answer in generalities are telling you something too.

FAQs

What should I look for in ATS customer support?

Look past first-response commitments to resolution time, named ownership after onboarding, and a documented escalation path. The strongest signal is whether the vendor can show you what shipped recently from customer requests.

What is a reasonable response time for ATS support tickets?

Common commitments sit in the hours rather than days range for a first response, but that number is far less meaningful than resolution time. Ask for both, and ask what proportion of tickets get escalated.

How do I know if a vendor actually ships requested features?

Ask for the public changelog and check the date of the most recent entry, then ask for specific capabilities shipped in the last ninety days that came from customers. Vague roadmap language is not evidence.

Does support quality differ by pricing tier?

Frequently, yes. Support level is one of the most common things that varies between packages, so confirm which tier your quoted support terms apply to rather than assuming they are universal.

What are the red flags in ATS support?

A changelog that has gone quiet, no named contact after implementation, no visible status on feature requests, and an escalation path that turns out to be a single person’s inbox.

Who handles support after implementation ends?

This is worth asking explicitly, because the handover from an implementation specialist to a general queue is where most firms feel the drop. Establish who owns your account once you are live and what their caseload looks like.

Support is a three-year decision

The demo shows you the product. Support determines whether you still get value from it after the people who sold it to you have moved on.

It is worth asking customers rather than vendors. Guy Last, Managing Director of Guy Last Recruitment, put it plainly in their case study: “Recruiterflow’s support is second to none! Nothing is ever too big a challenge. There’s never a problem that the team at Recruiterflow doesn’t try to fix.”

Run the five questions above against whoever you are evaluating, including your current vendor. If you are already weighing a change, our guide to evaluating an AI-native platform sets out the wider comparison, and it is worth understanding why firms stay with Bullhorn too long before you assume inertia is the safe option.

Ask us those five questions directly. Book a demo and bring the list.

Every vendor says their support is excellent.
